To help provide the best possible Unified Service Desk experiences, we recently announced the...

To help provide the best possible Unified Service Desk experiences, we recently announced the General Availability of Unified Service Desk 4.1, delivering improved performance and a host of feature enhancements.

Below you’ll find information about the versions and features that have been marked as deprecated with the latest release of Unified Service Desk 4.1. Administrators and IT professionals should use this information to prepare for future releases of Dynamics 365 Unified Service Desk.

What is deprecation?

Deprecation means we intend to remove the feature or capability from a future major release of Unified Service Desk. The feature or capability continues to work until the next major release, and ultimately, these features will be removed from the product in our next major release. This process gives customers at least one release cycle to adapt their implementation to a newer version of a deprecated capability, before actual removal.

List of deprecated features/capabilities from Unified Service Desk

1.) Unified Service Desk 3.2 and any lower versions

Unified Service Desk has an annual release cadence for the major version upgrades. We encourage you to be on the latest version and take advantage of the new features/capabilities and enhancements. Customers on Unified Service Desk 3.2 or a lower version, should plan to migrate to the latest/supported release of Unified Service Desk.

Going forward, Unified Service Desk will support the last three releases (N-2 format). On the release of the next version of Unified Service Desk, the oldest supported version will be deprecated. For example, with the release of Unified Service Desk 4.2, Unified Service Desk 3.3 version will stand deprecated.

2.) Hosted controls

 Hosted Control and Web Hosted Application of CCA Hosted Application
For the CCA Hosted Application type of hosted control, there are four types of Hosted App Type. Out of those, Hosted Control and Web Hosted Application are depreciated. If you are using Hosted Control Hosted App Type of CCA Hosted Application, use the USD Hosted Control type of hosted control. Similarly, for Web Hosted Application Hosted App Type, use the Standard web application type of hosted control. Web Hosted Application uses the paradigm of UII Web Application Adapter (UII action protocols) to talk and interact with Unified Service Desk. With the direction to use the Standard web application type of hosted control, we recommend you to use RunScript actions.

CRM Dialog hosted control
The CRM Dialog hosted control type is used to work with Dynamics 365 for Customer Engagement apps dialog. As Dialogs are deprecated, we are deprecating CRM Dialog hosted control. As an alternative to Dialogs, you can use Business Process Flows or Canvas Apps. In Unified Service Desk, you can use Unified Interface page or Standard Web Application type of hosted control.
Channel Integration Framework (CIF) is an extensible framework to integrate third-party channel...

Channel Integration Framework (CIF) is an extensible framework to integrate third-party channel providers with D365 Unified Interface Apps using a browser-based JavaScript API library. Read more about Dynamics 365 Channel Integration Framework.

If you have already developed a cloud-based channel using the Channel Integration Framework APIs, then in this blog I will explain how you can leverage Channel Integration Framework (Hosted Control) and Unified Service Desk capabilities to host the same channel inside Unified Service Desk.

In this blog, I'm considering that your channel is a softphone.

Pre-requisites

To use Channel Integration Framework (Hosted Control), you need Unified Service Desk latest client and solutions (version >= 4.1).

Read the blog on how to get the access to Unified Service Desk 4.1 (Preview).

1. Create a Channel Integration Framework hosted control

Please read on how to Create a Channel Integration Framework hosted control inside Unified Service Desk for your softphone.

In CIF, for each channel provider you can create a new Channel Provider record using the Channel Integration Framework app.

Similarly in Unified Service Desk, you can create a new hosted control for each provider, by giving their corresponding Channel URL. As most of the softphone implementations use modern APIs, which may not be supported in IE Process or Internal WPF, so please use latest Chrome Process or Edge Process as hosting type inside Unified Service Desk.

2. Launch the control

After the hosted control is created, to launch the control you can fire default action on this control wherever you want to launch it. This will navigate to the corresponding channel URL inside this control. (ex : you can have it on NewSession event on CRM Global Manager).

3. Configure Actions calls

When we load this CIF Softphone on web, it is loaded in the right panel in Unified Interface and all the APIs called from here are executed in the context of the Unified Interface page available on the left hand side. For those who know about Unified Service Desk might be aware that all the pages in Unified Service Desk are decoupled and they don’t have direct connection between them. So how do we handle these APIs inside Unified Service Desk?

Each call made to the CIF API using Microsoft.CIFramework gets translated to a corresponding event on this hosted control. To know about all the events and their data structure, see Channel Integration Framework (Hosted Control).

On all the events, you will need to configure action calls inside Unified Service Desk to do the required things.

Below are few mentioned things that you can do :

For most of the APIs you can use RunXrmCommand on Unified Interface Page control and pass the data given by these events.

For each CIF API you can use success callback and error callback functions as all of them return a promise, on web resolving or rejecting the promise was taken care by CIF library. But inside Unified Service Desk it is your responsibility to implement CIF (Unified Service Desk configuration) to resolve or reject the promise using “UpdateCifContext” action call exposed by CIF Hosted control.

CIF Hosted Control Events:

RetrieveRecord :

The parameters passed in the event are

entityName

entityId

queryParameters

You can use api mentioned RetrieveRecord (CIF JavaScript API).

Now if you want to pass the details of the retrieved record back to the CIF control, you can use the action call “UpdateCifContext” exposed by CIF Hosted control.

A sample RunXrmCommand function implementation is given below: Example :

function retrieveRecord(context, CifHostedControl, corrId, entityName, entityId, queryParameters){
Xrm.WebApi.retrieveRecord(entityName, entityId, queryParameters).then(
function(res){
var data = "corrId='"+ corrId + "' %0D%0A";
data += "action='resolve' " + "%0D%0A";
data += "result=" + JSON.stringify(res) + "%0D%0A";
window.top.notifyUSD("http://uii/"+CifHostedControl+"/UpdateCifContext?"+ data);
},

function(err){
var data = "corrId='"+ corrId + "' %0D%0A";
data += "action='reject' " + "%0D%0A";
data += "result=" + JSON.stringify(err) + "%0D%0A";
window.top.notifyUSD("http://uii/"+CifHostedControl+"/UpdateCifContext?"+ data);
}
);
}

In the above function, CIF Hosted Control is the name of the Hosted Control that the event was fired from, corrId is the correlation ID that was passed in the data of the Unified Service Desk event, and other parameters are also from the data from the Unified Service Desk event.

The data in the above function call should be in the format (Third line has the name of the hosted control on my org):

webResourceName=msdyusd_CIFXRMCommandsResource
functionName=retrieveRecord
'CIF Chat Control'
'[[corrId]+]'
'[[entity]+]'
'[[entityId]+]'
'[[queryParameters]+]'

This way the data can be passed back to the calling API function. (This sample snippet can be modified to suit other APIs as well. Not repeating the same for the below APIs)

CreateRecord : Api reference

DeleteRecord : Api reference

UpdateRecord : Api reference

GetEntityMetadata : Api reference

OpenForm : Api reference

RenderSearchPage :

The data of this event is of the format :

"entity"="contact"
"searchString"="cont"
"corrId"="svwbr"

You can navigate to multi-entity search page inside USD using navigate action call with URL like :
url = /main.aspx?pagetype=search&searchText=[[searchString]+]

SearchAndOpenRecords :

Sample implementation using the API mentioned here.

function retrieveMultipleAndOpenRecords(context, CifHostedControl, corrId, entityName, queryParameters, searchOnly){
Xrm.WebApi.retrieveMultipleRecords(entityName, queryParameters).then(
function(result){
var res = { data : result.entities, entityName : entityName };
try{
if(result.entities.length == 1){
if(searchOnly == false){
var res = result.entities[0];
var formOptions = { entityName: entityName,
entityId: res[entityName + "id"] };
Xrm.Navigation.openForm(formOptions);
}
}
else{
if(searchOnly == false){
Xrm.Navigation.navigateTo({
pageType: "search",
searchText:
ExtractParameter(queryParameters, "$search"),
searchType: 1,
EntityNames: [entityName],
EntityGroupName: ""});
}
}
}
catch(e){}
// Resolve the pending promise in CIF if needed, you can use
// notifyUSD like mentioned in RetrievRecord API
},

function(error){
// Reject the pending promise in CIF if needed
});
}

Pass the data that was received from the corresponding event in this RunXrmCommand call.

GetEnvironment :

In Web this data is passed by CIF library but inside Unified Service Desk we don’t have any context available to execute this. So it is left to the user on how to pass back the data.

You can again do a RunXrmCommand action on some page that you are sure will be available at that time (I used it on Dashboard).

Sample implementation :

function getEnvironment(context, CifHostedControl, corrId){
try{
var pageUrl = new URL(eval("window.top.Xrm.Page.getUrl()"));
console.log(pageUrl);
var data = {};
for(var entry of pageUrl.searchParams.entries()){
data[entry[0]] = entry[1];
}
var cont = Xrm.Utility.getGlobalContext();
data["clientUrl"] = encodeURIComponent(cont.getClientUrl());
data["appUrl"] = encodeURIComponent(cont.getCurrentAppUrl());
data["orgLcid"] = cont.organizationSettings.languageId;
data["orgUniqueName"] = cont.organizationSettings.uniqueName;
data["orgId"] = cont.organizationSettings.organizationId;
data["userId"] = cont.userSettings.userId;
data["userLcid"] = cont.userSettings.languageId;
data["username"] = cont.userSettings.userName;
data["crmVersion"] = cont.getVersion();

var result = { data : encodeURIComponent(JSON.stringify(data)) };

// Use the notifyUSD function with http://uii like shown in
// previous sample to send this result back to CIF control.
}
catch(err){
// Reject the pending promise in CIF control
}
}

NOTE :

Apart from the above mentioned approach for resolving the pending promises inside CIF control, you can directly fire the UpdateCifContext action call whenever required, the important part is to pass the same correlation Id (corrId) that you had received in the event so that the corresponding success or error functions are called.

Unified Interface Page (Client) Events:

There are some client-side events also which used to be raised in CIF control. Inside Unified Service Desk you can have multiple softphones opened at once, so it is not possible to determine automatically which control to pass these events to. So these events are raised on corresponding Unified Interface page with the required data and you can then raise these events on whichever CIF control you want by using RaiseCifClientEvent action call.

The parameters of this action call are :

event : the name of the event should be from the list as mentioned in addHandler (CIF JavaScript API Reference) (onclicktoact etc..)

data : the data should follow the format given in Events.

onclicktoact : For this we raise an event OnClickToAct on Unified Interface page inside Unified Service Desk whenever it is triggered, on this you can hook an action call like mentioned above to pass the same event to the CIF control.

onsendkbarticle : For this we raise an event OnSendKbArticle on Unified Interface page inside Unified Service Desk whenever it is triggered, on this you can hook an action call like mentioned above to pass the same event to the CIF control.

onpagenavigate : You can use the NavigationRequested event on Unified Interface page control to raise this event on CIF control and pass the data as required.

The corresponding Unified Interface events can be found on Unified Interface Page (Hosted Control) page.

NOTE :

There are some APIs regarding the panel width, panel mode which are simply ignored inside Unified Service Desk as they are not applicable. Also settings regarding getClickToAct and setClickToAct are ignored, if you don’t want the data for clickToAct to be passed then just don’t fire the corresponding action call inside Unified Service Desk.

Extend unified Service desk with Channel integration framework

Bring your channel providers and integrate them with Unified Service Desk client application using the Microsoft Dynamics 365 Channel Integration Framework.

If your organization wants to use the cloud-based channel widgets that you have developed using the Channel Integration Framework, you can integrate the same channel widget in Unified Service Desk with minimal configuration experience. In turn, this eliminates the need for developing multiple channels widgets for browser based experiences and Unified Service Desk.

Cache specific configurations for agents

The Configuration Cache Version option causes the client caching feature to retrieve the configuration that has undergone change from the Customer Engagement server to the agent’s desktop and avoid retrieving all configurations.

Your organization may have several departments and each department has a configuration with agents added to them based on their roles. Whenever you a make a change to one of those configurations, the Configuration Cache Version feature helps to download only the configuration for which you've made a change.

Also, when the agents assigned to other configurations, signs in to the client application, the feature doesn't download the configurations thus improves the startup performance of Unified Service Desk. This is also helpful in better application lifecycle management for Unified Service Desk in cases where organizations want to make changes in their pilot/dev configurations without impacting the production users.

Single sign on for Unified Service Desk

Single Sign On (SSO) for Unified Service Desk provides a improved startup performance and user experience by authenticating users to access Dynamics 365 for Customer Engagement apps without the need for entering the credentials multiple times. The elimination of need of entering the same password again minimizes the possibility of login errors and ensures seamless experience.

When you are working on Unified Service Desk client application, the Internet Explorer often prompts...

When you are working on Unified Service Desk client application, the Internet Explorer often prompts for password even though you have selected Remember my credentials options in the Windows Security dialog.

The issue is from the Internet Explorer and not from Unified Service Desk.

How do I verify if the issue is of Internet Explorer?

Copy the Dynamics URL you are trying to open.

Open the Internet Explorer web browser and paste the URL in the address bar and select enter.

The Windows Security dialog prompts to specify the credentials. Select the Remember my credential option.

Close the web browser

Launch the web browser again and navigate to the same URL.

If the Windows Security dialog prompts for password, then it is the issue of Internet Explorer and not of Unified Service Desk.

Solution:

To workaround the issue, you must add the Dynamics URL to the Trusted sites zones in the Internet Explorer options.

Select windows and type Internet Options.

Select the Security tab.

Select the Trusted sites zone.

Select the Sites button.

Specify the URL in the Add this website to the zone field and select Add. After adding, select Close.

Now, if you login to Unified Service Desk, the Windows Security dialog does not prompt for password.

Announcing the public preview of the ‘Edge Process for Unified Service Desk’ to provide more reliable, performant and secure experience to the customers.

Why Microsoft Edge?

A few years ago, Microsoft launched its next generation browser “Edge” and relegated ‘Internet Explorer’ to the legacy browser status for opening web applications. Edge continued to evolve both in terms of functionality and user base over the last few years. Here are the key benefits of Edge over Internet Explorer that impact Unified Service Desk customers

Performance Improvement

Microsoft Edge is known to be faster than Internet Explorer. Our tests show good improvements in load times for Dynamics 365 for Customer Engagement app pages (both web client and Unified Interface) when opened in Unified Service Desk using Edge Process as compared to IE Process. In contact center Industry, this performance gain directly results in lower Average Handling Time (AHT) and higher Customer Satisfaction (CSAT)

Outlook

With the relegation of Internet Explorer to legacy browser status, Unified Service Desk needs to reduce its dependence on Internet Explorer for rendering web applications. Using Edge process for the same is a step towards the browser agnostic Unified Service Desk offering.

Easy configuration to host the applications

For Unified Service Desk to work well with Internet Explorer, we needed to ensure that some Internet Explorer settings are correctly configured. Otherwise, this leads to poor user experience. Edge does not need any such settings thus aiding the faster deployment.

Support and Reliability

Edge is the default browser for Microsoft. It has a better process and memory management, and the Edge WebView control is sandboxed to ensure that issues in web applications are contained. There is an increased focus on Edge’s reliability and support, in case there are issues.

Debugging made easy

With Edge Process, you can use the Microsoft Edge DevTools Preview tool as a JavaScript debugger that helps you debug the webpage locally or remotely.

It also outlines the roadmap of Microsoft Edge to gradually be available on other versions of Windows and non-Windows operating systems in the future. This helps Unified Service Desk customers having a deployment with a mix of operating systems to achieve the same experience.

Whenever you click these buttons, you experience that the buttons are not functional.

The issue of certain buttons being non-functional is present when you use any Unified Interface app with Unified Service Desk 3.3 (Preview version).

Solution

The question that arises is how do I hide the non-functional buttons. The issue of Unified Service Desk solutions overriding the default command bar definitions is fixed with Unified Service Desk 4.0 solutions (GA version). We recommend you to upgrade your organization to the latest Unified Service Desk 4.0 client and solutions, which is a more refined, unified, modern, and an adaptable offering.

In Unified Service Desk, you can configure the hosted controls (tabs) with Sort Order, a value for a hosted control specifies the order in which the hosted are retrieved and displayed in the agent application. When you open several hosted controls, the Unified Service Desk shows the hosted controls in the sort order specified in configuration from left to right.

Issue:

In Unified Service Desk 2.2, the hosted control (tabs) open to the right side of the previously opened tabs. That is, you opened Dashboard (Global) and My Work (Global) hosted control (tabs). Now, if you open Search (Global), the hosted control (tabs) opens to the right side of the previously opened Dashboard (Global) and My Work (Global) hosted control (tabs).

Image 1: Hosted controls (tabs) opening to the right side of the previously opened tabs.

Reason:

The Sort Order value was not honored in Unified Service Desk 2.2 even though the Sort Order for Search is 10 and My Work is 15, and Unified Service Desk opens the Search hosted control to the right side of My Work hosted control.

Image 2: Hosted control configuration with Sort Order

Solution:

The issue is fixed in Unified Service Desk 3.2.

Now, Unified Service Desk honors the Sort Order value and opens the hosted control (tab) as per the sort order value.

Let us see a Sort Order value while configuring the hosted controls and how Unified Service Desk is honoring the Sort Order values.

Image 3: Unified Service Desk hosted control configurations in a Dynamics 365 (online) instance.

When you open hosted control applications (tabs), Unified Service Desk honors the Sort Order value and do not open the hosted control (tabs) to the right side of the previously opened hosted control.

Before opening Debugger hosted control, the Dashboard and My Work hosted control applications.

Image 4: Dashboard and My Work hosted control applications

After opening Debugger hosted control, the hosted control application opens honoring the Sort Order and opens to the left side of the Dashboard hosted control (tab).

Image 5: Debugger hosted control is opened as per the Sort Order.

Open hosted controls to the right side of previously opened tabs

If you want to open the hosted control applications (tabs) to the right side of the previously opened tabs, either configure hosted controls to open as per your business scenarios or do not provide Sort Order values while configuring the hosted controls.

Note: The Sort Order of the Connection Manager and CRM Global Manager hosted controls are by default with values as 1 and 2. You must not remove the Sort Order configurations for these two hosted controls.

As a Unified Service Desk administrator you are tasked with either fresh deployment of Unified Service Desk or an upgrade of the Unified service Desk client or solution bits, for your organization. For such deployment exercise, it is a necessity that you follow the guidelines to minimize the impact and increase the agent productivity.

Guidelines:

Use the latest versions of Unified Service Desk

Unified Service Desk has an annual release cadence for the major version upgrades. For example, we released version 3.X in the year 2017, and you can expect a major version upgrade in the year 2018. These major releases are interspersed with minor releases and consists of important bug fixes and new features. (See What's new in Unified Service Desk )

The latest version of Unified Service Desk in the market is 3.3, as per the release date of this blog. You can download the latest version from here.

Note that the Unified Service Desk client has a solution component that is available via Package Deployer. You must also upgrade the solution component.

Pilot to Production

To avoid late detection of in-production issues (if any) due to upgrade, it is recommended to identify a set of pilot users to test the latest version.

These users can upgrade to the latest version of the Unified Service Desk client bits and provide feedback. Based on the users' feedback, the pilot can be graduated to a full-fledged rollout.

We have seen the geometric progressions work well in the pilot scenarios. For example, start the pilot with a core group of 10 users in the first week. Later, on a weekly cycle, increase the number to 20, 40, 80 and so on depending upon the size of the organization.

First, you can upgrade and validate the solution components in the test environments and then upgrade the solution component in the production environment. If you are making some changes in the customer experience, i.e. implementing some new workflows, you can use the Unified Service Desk configurations to make the new workflows available only to a controlled set of pilot users.

Use Best Practices Analyzer

With the latest versions of Unified Service Desk, the Best Practices Analyzer tool is available which allows you to validate against our guidelines about System Configurations, Unified Service Desk, Internet Explorer settings, and Unified Service Desk configurations. Although deviating from best practices may not necessarily lead to a breakdown, they indicate crucial parameters that can result in poor performance, poor reliability, unexpected conflicts, increased security risks, or other potential problems.

Adhere to System Requirements

Unified Service Desk is a very powerful platform which allows you to perform inimitable UI integrations and create highly customized line of business workflows, but with great power comes great responsibility. Our system requirements stipulate the minimum hardware configurations for the sample solutions we ship, but you need to evaluate your configurations against your customization.

Our system requirements also detail the recommended version of the required software. We strongly recommend you to use the latest versions of Dynamics 365, Windows 10 operating system and Internet Explorer 11.

Test and Benchmark

One of our key goals is to provide a reliable and performant experience to our users. It is necessary that you benchmark your key user scenarios and validate the same during upgrades against the established benchmarks.

Train for Diagnostics

Unified Service Desk emits necessary diagnostic data in case of issues. The crash reports are automatically generated when Unified Service Desk encounters a fatal or non-fatal exception. These reports are must for quick diagnosis of issues. For the pilot users who are encountering issues, turn-on the verbose logging and performance telemetry for the quick diagnosis of the issues.
