Summary
AI configuration connects service requirements to both representative assistance and governed case automation. A complete implementation addresses more than feature enablement. It defines access, grounding, summary data, automation boundaries, prompts, app placement, monitoring, and human oversight.
In this module, you configure Dynamics 365 Customer Service to:
- Enable immersive and side-pane Copilot experiences and assign access through experience profiles and security privileges.
- Configure AI email classification and use its categories in case creation, routing, and downstream automation.
- Configure Case Management Agent rules and automation levels for case creation, updates, resolution, follow-up, and closure.
- Configure case and custom record summaries by selecting source data, related records, verbosity, and output format.
- Manage automatic summary placement and extend supported Copilot features to custom model-driven apps and forms.
- Configure the Customer Support agent's instructions, knowledge, filters, immersive experience, email behavior, and organizational prompts.
- Evaluate Copilot Studio extensibility and govern autonomous actions, recorded representative interactions, and feedback.
These settings work together. Environment enablement doesn't override Dataverse permissions, an experience profile doesn't improve weak grounding, and full automation doesn't remove organizational responsibility for an AI agent's actions. Validate each experience and autonomous process with representative accounts and realistic records before deployment. Use audit, monitoring, feedback, and interaction data to identify access, knowledge, prompt, rule, and process improvements.
Copilot and Customer Support agent assist representatives with information and generated content. Case Management Agent performs configured case lifecycle work with human confirmation or full automation where supported. Clear ownership, escalation paths, and ongoing review keep both forms of AI aligned with the organization's service requirements.
