Introduction
Customer service teams need more than a collection of answers. They need a governed knowledge base that turns service experience into accurate, reusable guidance. When knowledge is current and accessible, representatives provide more consistent responses, Copilot and AI agents use approved information, and customers can resolve more issues through self-service.
Dynamics 365 Customer Service provides tools for creating, reviewing, publishing, translating, and maintaining knowledge articles. Organizations can use human-authored content, Copilot assistance, and the Customer Knowledge Management Agent to capture knowledge from service work. Access controls, approval processes, publication settings, and source governance help protect quality as the knowledge base grows.
As a functional consultant, you translate an organization's service policies into a knowledge management design. You identify who creates and reviews content, where articles are available, how the organization controls publication, and how knowledge remains useful over time.
In this module, you learn how to:
- Configure the foundations for governed knowledge management.
- Author, review, and publish knowledge articles with AI assistance.
- Configure the Customer Knowledge Management Agent to create knowledge from service data.
- Manage article versions, categories, translations, access, and quality.
- Plan knowledge sources and delivery channels for representatives, Copilot, AI agents, and customers.
