Introduction
Customer support agreements define what service an organization promises to provide. Service representatives need to turn those agreements into consistent decisions on every case: Is this customer covered? Does the agreement include this product, contact, and support channel? How much support remains?
Entitlements in Dynamics 365 Customer Service make those decisions visible in the case-management process. They represent support coverage as structured terms that the system can validate and track.
Turn support agreements into case decisions
An organization might offer standard support to every contact at a customer account and premium phone support to a smaller group. Another agreement might cover only a specific product during its warranty period. Entitlements distinguish these agreements by combining:
- Coverage dates and customer eligibility.
- Support measured by number of cases or number of hours.
- Product, contact, and channel restrictions.
- Rules that determine when remaining terms decrease.
- An associated service-level agreement (SLA) for response and resolution targets.
When a representative works on a case, these settings help identify the active entitlements that match its customer, product, and contact. Applying the appropriate entitlement gives the representative clear coverage information and keeps remaining terms accurate.
Build support controls that teams can use
Effective entitlement configuration balances customer commitments with operational control. Service managers define enough detail to enforce an agreement without making valid support difficult to access. Representatives then use the resulting entitlement to confirm eligibility instead of interpreting contract terms during each interaction.
In this module, you examine the entitlement model and lifecycle, create entitlement records, configure term and channel limits, control product and contact eligibility, apply an entitlement to a case, and create reusable templates for recurring support plans.
